Every CCaaS supplier I have ever spoken to genuinely believes their solution is best in class. This is not cynicism on my part. In a market with as many capable platforms as CCaaS currently has, most of the major suppliers have areas of genuine strength: deep functionality in specific capability areas, strong performance in particular industry verticals, pricing models that work well for certain scale profiles, or integration ecosystems that suit specific technology environments. The belief in their own product is, in most cases, sincerely held. The challenge is that “best in class” is always relative, and the dimension along which it is measured matters enormously to whether the claim is relevant to any particular buying organisation.
Best for which industry? A supplier with deep capability in financial services compliance recording may not be the strongest choice for a retail operation with complex multi-channel routing requirements. Best for which scale? Platforms that perform exceptionally for large enterprise contact centres with hundreds of seats and complex WFO integrations may be less well suited to mid-market operations where simplicity and speed of implementation matter more than feature depth. Best for which integration landscape? The existing technology environment of most organisations shapes what is possible in a CCaaS implementation as much as the platform itself does. A supplier whose platform integrates natively with one CRM system but requires significant custom development to connect with another may be excellent for some buyers and problematic for others. The same platform can be the right answer and the wrong answer depending on where it is being deployed. Best at which commercial model? CCaaS pricing is genuinely complex, and total cost of ownership over a three to five year contract period can look very different from headline seat pricing. Some suppliers offer pricing structures that are highly competitive at certain volumes or usage patterns and considerably less so at others.
The most common mistake I see organisations make in CCaaS evaluation is allowing the quality of the presentation to influence the assessment of the platform. Supplier sales processes are designed to showcase capability at its most compelling. Demo environments are configured to reflect best-case scenarios. Reference customers are selected to present the most relevant and positive evidence. These are not dishonest practices: they are the natural behaviour of a competitive sales process. But they create a risk that the platform being assessed in the evaluation room is not the platform that will be implemented in the production environment. Evaluating on fit rather than presentation requires a different approach to the evaluation structure. Requirements need to be specific and operational rather than generic. Suppliers should be asked to demonstrate against use cases that reflect the actual environment of the buying organisation, not against a standard demonstration scenario. References should be sought from organisations that are genuinely comparable in scale, industry, and integration complexity, not just from organisations where the supplier has had a strong implementation.
There is a point that I make consistently to clients who are planning CCaaS evaluations, and it is worth stating clearly here: rigorous evaluation benefits good suppliers just as much as it benefits buyers. A supplier who wins a contract because their proposal scored well against a well-structured requirement set, with their platform tested against specific use cases, enters the implementation with a client who has realistic expectations, a clear understanding of what has been contracted, and a genuine basis for the relationship that follows. A supplier who wins primarily on the strength of their pitch, in a less rigorous evaluation, enters the implementation with a client whose expectations may be shaped more by the demo environment than by the actual product. That mismatch creates friction throughout delivery and is one of the most common sources of the relationship difficulties that emerge six to twelve months into a CCaaS implementation.
The most successful CCaaS implementations I have worked on share a common characteristic. The requirements were defined clearly before the evaluation began. Suppliers were assessed against a consistent framework that reflected the specific needs of the organisation. The selection was made on the basis of fit, and fit was evidenced through specific demonstration and reference, not assumed on the basis of brand strength or proposal quality.
